Support FAQ Agent with Human Escalation
First-line handling of repetitive support questions: classification, context lookup, answer drafting from your knowledge base, and routing — so agents spend their day on the tickets that need a person.
In your team’s words
- “Support questions that repeat 80% of the time still need a human to answer each one.”
Systems involved
- Helpdesk (Zendesk, Front, Intercom, Freshdesk) or shared inbox
- Knowledge base (your existing help docs)
- LLM (OpenAI / Anthropic API)
- Store / CRM APIs for customer context
- Escalation notices (Slack / Teams / email)

Run the workflow yourself
A simulated run of this agent pattern with sample data, showing both sides of the policy check: an auto-answered FAQ and a refund request that escalates to a human.
Trigger: ticket opens in helpdesk

Why this work is worth removing
Your team answers the same questions every week: Where's my order? How do I reset access? What's included in my plan? Each one takes a few minutes, but they arrive all day, fragmenting focus and pushing the complex tickets, the ones that actually need judgment, to the back of the queue.
The fix isn't a chatbot that guesses. It's a task-specific agent that only answers from your approved knowledge base, pulls live context (order status, account tier) from your systems, and hands a human everything it doesn't handle, with a draft already written.
How it works
The workflow, step by step
The same shape as the build spec you approve, with acceptance criteria attached to every step.
Trigger
New ticket or message in your helpdesk or shared inbox
Classify the request
The agent identifies intent (order status, access reset, billing question, complaint, refund request) and language, and checks the classification confidence.
Pull live context
Order status from your store API, account tier from your CRM, prior tickets from the helpdesk — so the answer reflects this customer’s reality, not a generic script.
Draft from approved knowledge
The answer is drafted strictly from your knowledge base and the live context. No knowledge-base hit means no answer is invented — the ticket escalates.
Policy check: send or escalate
High-confidence, low-risk categories (per the policy table you approve) are answered immediately and tagged as AI-drafted. Refunds above your limit, complaints, angry sentiment, and anything uncertain route to a human — with the draft attached as a starting point.
Learn & report
Weekly report: deflection rate, escalation rate, top intents, and knowledge gaps (questions escalated because the KB had no answer). You decide what gets added to the KB — the agent’s scope grows only when you grow it.
Human control
Where people stay in charge
The agent never improvises. Anything outside the approved low-risk categories — refunds, complaints, low-confidence classification, unhappy sentiment — goes to a human who receives the draft, the customer context, and one-click send.
When it breaks
Failure modes, handled in the spec
Every integration fails eventually. These are the cases the build handles explicitly.
| If this happens | The workflow does this |
|---|---|
| Context API down | Ticket escalates to a human with a note that context was unavailable — the agent never answers blind |
| Low classification confidence | Treated as escalation, not as a guess |
| Customer replies unsatisfied after an AI answer | Flagged and routed to a human immediately |
| Every AI-sent answer logged with the KB article it came from | |
Outcomes
What this pattern is built to produce
Stated as capabilities, not promised numbers. Your baseline is measured in the audit and re-measured after handover, so the outcome is yours to verify.
- Repetitive questions can be answered in seconds, at any hour, from your approved knowledge — not from a script writer’s imagination
- Agents start every escalated ticket with a draft and full context — handling time drops even on the tickets humans answer
- Deflection and escalation are measured from week one, so the agent’s value is a number you can see, not a promise
- Knowledge gaps become visible: the report shows exactly which questions have no good answer yet
- Your team keeps judgment work; the agent takes the repetition — removing busywork, not jobs
